dc.description.abstract | Bedrifter operer i dag under en helt annen konkurransesituasjon enn for 30 år siden. Som
følge av utviklingen i samfunnet er bedriftene i stadig endring for å tilpasse seg. Globalisering
gjør at de ikke lenger bare konkurrer om kundene med bedriften i nabokommunen, men med
bedrifter både i det ganske land, og i utlandet. Kampen for kundene er stor – og da er det
viktig at bedriften kjemper for de kundene det er verdt å beholde.
Gjennomsnittskunden finnes. Men vi har enda flere kunder som avviker fra gjennomsnittet.
Noen er enkle å betjene; stiller et spørsmål, og kjøper varen(e). Andre er svært krevende, og
krever langt mer oppfølging fra selger før kjøpet finner sted – om det i det hele tatt blir noe
kjøp. Bedrifter som ønsker å ha et godt rykte vet også at et kundeforhold avsluttes ikke idet
kunden har mottatt varen. Det er alltid en risiko for at kunden vil komme tilbake for å
klage/reklamere. Kundenes toleransegrense med tanke på hva som klages på varierer veldig.
Forskjellige kunder legger altså ujevnt beslag på bedriftens tid.
Studien
Kundelønnsomhetsanalyser er et relativt nytt felt innenfor strategisk økonomistyring. Ved
hjelp av aktivitetsbasert kalkulasjon blir kundene belastet for de kostnader de forbruker,
verken mer eller mindre. Studier av kundelønnsomhet tar sikte på å synliggjøre hvordan de
ulike kundene forbruker bedriftens ressurser.
Denne studien tar for seg kundelønnsomhet hos Pitney Bowes avdeling Eidsiva, Tynset.
Pitney Bowes Tynset er en totalleverandør av møbel, maskin og rekvisita til bedriftsmarkedet.
Et utvalg kunder har blitt analysert i perioden 1.juli 2010 til 31.desember 2010 med det formål
å finne hvilke som virkelig er lønnsomme, og hva som kjennetegner disse. Studien er utført
med basis i registrerte aktiviteter i Pitney Bowes CRM-system. Aktivitetsbasert kalkulasjon
tar også sikte å synliggjøre kostnaden knyttet til ubenyttet kapasitet, slik at ledelsen kan ta
grep og foreta ressursallokeringer dersom dagens utnyttelse av kapasiteten ikke er den
optimale.

Resultater fra studien
Studien avdekket av 67% av Pitney Bowes Tynsets ansattes kapasitet ikke benyttes til
kunderelaterte aktiviteter. På bakgrunn av flere faktorer ble dette vurdert som usannsynlig, og
det antas at det som faktisk er avdekket er mangelfull loggføring av kunderelaterte aktiviteter.
Som følge av dette mister kundelønnsomhetsanalysen mye av sin pålitelighet, da det ikke er
kjent hvordan den mangelfulle loggføringen fordeler seg. Analysen er likevel fullført, da
utredningen kan tjene som en prinsipiell fremgangsmåte ved senere analyser.
Hypotetiske anbefalinger av tiltak som følge av utfallet fra analysen er inkludert i
avhandlingens avsluttende fase. Selv om ressursbruken tillagt de ulike kundene i utvalget
ikke er fullstendig, kan flere trender identifiseres. Blant annet er det en signifikant høyere
lønnsomhet hos kunder som er lokalisert utenfor Tynset sentrum, men innen en 40km radius
fra Pitney Bowes Tynset kontor. Det er også tydelig at kunder som har handlet for mindre enn
kr 5000,00 i analysens tidsrom bidrar med langt færre resultatkroner pr omsetningskrone, enn
kunder som har handlet for mer enn kr 5000,00.
For et representativt utvalg kunder, og med grunnlag i korrekte, fullstendige registreringer av
tidsbruk bør analysen gjentas for å fastslå om overnevnte fenomener gjelder. Dersom det er en
klar sammenheng kan det vurderes å fokusere ekstra på kundene innenfor gitte geografiske
område. Med tanke på lønnsomheten knyttet til små ordre kan ledelsen blant annet vurdere
om det bør rettes incentiver til kundene for å øke ordrestørrelsen og dermed øke fortjenesten.

Summary
Background
Today, companies are facing a completely different market than 30 years ago. As a result of
the rapid evolvement in our society they have had to adapt to new consumer demands almost
daily. Globalization has made the world smaller. The local retail stores that 30 years ago only
had to watch out for the neighbouring stores are now competing not only with stores from
within the country, but also with organizations abroad. As a result of this, customers are
harder to get, and even harder to hold on to. It is vital that the companies fight for the
customers that are really worth keeping.
The average customer exists, but there are even more customers that deviate from this. Some
are easy customers; they ask one question, and buy the products. Others are far more
demanding, and require far more of the sellers’ attention before they decided to buy – if they
even decide so. Companies concerned about reputation know that a consumer relationship
does not end as the customer walks out the door; there is always a risk that the customer will
come back with complaints. To what degree the customer will tolerate flaws on a product is a
subject to variation. Different customers confiscate different portions of the companies’ time.
The study
As a relatively new branch on the tree of strategic accounting, we find customer profitability
analysis. Using the method of activity based costing, the customers are only charged with the
cost of recourses they actually consume, nor more or less. Studies of customer profitability
aim to clarify how the customers consume the companies’ recourses.
This master thesis focuses on customer profitability at Pitney Bowes branch Eidsiva, Tynset.
Pitney Bowes Tynset targets all enterprises with office supplies such as office furniture,
computers and mailstream solutions, including printer ink and copy paper, to mention some.
A selection of customers has been analyzed during the time from 1.july 2010 to 31.desember
2010. My goal was to find what customers were actually profitable, and if there were any
characteristics similar to them. The study is conducted with the basis in what customer related
activities the employees of Pitney Bowes Tynset has registered in their CRM-system. Activity

based costing also aims to clarify the cost related to unused capacity. If todays use of capacity
is not at optimum, Pitney Bowes’ administration should consider reallocating the
organizations recourses to achieve better results.
Results from the study
This study reviled that 67% of Pitney Bowes Tynsets employees’ capacity, during this period,
was not costumer related. On the basis of multiple factors this was assessed as less likely –
and what is assumed to be discovered is an insufficient registration of customer related activities.
As a result of this the customer profitability analysis losses a great deal of its reliability. It is
not known how the insufficient registration is divided between the customers. Nevertheless,
the analysis can serve as a guiding procedure in future analysis, and is completed based on
this. Hypothetical recommendations of actions to be taken as a result of the analysis is included in
the thesis last phase. Even though the customers may not have been charged with the right
amount of costs, there are some characteristics that stands out. Customers located outside
Tynset city centre, but within a radius of 40km from Pitney Bowes Tynset office, has a
significantly higher profitability than others. My findings also shows that customers that have
spent less than 5000,00 NOK at Pitney Bowes Tynset during the time of analysis are les
profitable than those who have spent over 5000,00 NOK.
This analysis should be conducted again within a representative selection of customers, with
basis in correct and complete registrations of activities, to determine if my findings are
correct. If the new analysis points in the same direction, Pitney Bowes Tynset should consider
focusing a larger amount of their marketing in this area. Regarding the profitability from
small customers the administration can consider if the customers should be given incentives to
increase the size of their orders, and by that increasing Pitney Bowes results. | no_NO |
